Urgency
Consider how quickly the customer needs help and what could happen if they have to wait.
Example scenarios:
- They can’t access or edit a subscription.
- The issue is time-sensitive.
- A delay could harm trust or cause them to pause marketing.
Prioritize issues that could have an immediate impact on the customer’s experience or business.
Customer value
Consider how significantly the issue affects the customer’s overall experience.
Example scenarios:
- They have multiple unresolved questions across channels.
- They can’t resolve the issue using available help resources.
Prioritizing these tickets can reduce frustration and prevent a difficult experience from getting worse.
Business value
Consider how the interaction could affect retention, revenue, or long-term growth.

Practice prioritizing tickets
Now it’s time to apply what you’ve learned. How would you order the queue? Sort each ticket into high, medium, or low priority based on its urgency and potential customer or business impact. You might think about this framework while prioritizing:
- High: The customer is blocked, facing a service outage or significant business impact, or reporting a security, payment, or compliance risk. No reasonable workaround is available, or the issue is time-sensitive.
- Medium: The issue affects a customer’s normal workflow but does not fully block them. A workaround exists, or the issue requires timely investigation during normal support hours.
- Low: The request is informational, a how-to question, minor inconvenience, cosmetic issue, or general feedback with limited immediate impact.
